How to Respond to a Negative Google Review?

A negative review is not a disaster — if you handle it right, you can even turn it to your advantage.

Don't panic — think strategically

Your first reaction to a 1-star review is probably anger or disappointment. That is natural. But never respond out of impulse. Your reply is not for the complainer — it is for the 100+ potential customers who will read it.

If you handle a negative review professionally, you are saying: "This is a trustworthy place that takes guest feedback seriously." That builds more trust than a dozen unanswered 5-star reviews.

The 5-step reply template

This structure works for every negative review — from restaurants to hotels:

    Always say thanks — even if the review feels unfair. "Thank you for sharing your experience."

    Acknowledge the issue

    Don't argue, don't make excuses. "We're sorry the experience wasn't perfect."

    Let them feel understood. "Your expectations are completely valid, and we hold ourselves to a higher standard too."

    Offer a solution

    A concrete step to improve. "We've taken the necessary steps to make sure this doesn't happen again."

    Take it private

    Move the conversation offline. "Please reach out to us at hello@... so we can resolve this personally."

What you should NEVER do

These are the most common mistakes businesses make with negative reviews:

  • Attacking back — "You weren't exactly an ideal guest either" — this never looks good
  • Lying — "That never happened here" — if the guest says it did, don't deny it
  • Copy-paste replies — "Thanks for your review!" on every comment — that is worse than nothing
  • Ignoring — No reply = "I don't care what you think"
  • Getting personal — Never attack personally, even if the guest does

Example: good vs. bad response

Imagine: a guest gives 1 star and writes: "We waited half an hour for the food, and it was cold."

Bad response

"Unfortunately Friday nights are busy, it happens. Next time try booking a table in advance."

Problem: blames the guest, takes no responsibility.

Good response

"Dear Guest, thank you for your feedback. We are truly sorry about the long wait and the cold food — this does not meet our own standards either. We have taken steps to ensure this cannot happen again. Please give us another chance — we would love to welcome you back."

Acknowledges, apologizes, offers a solution, invites back.

Can you delete a negative review?

Only in very limited cases. Google allows removal if the review:

  • Spam or fake (e.g. a planted review by a competitor)
  • Contains hate speech or obscene content
  • Irrelevant — not about the specific location
  • Conflict of interest — former employee, competitor

If the review is legitimate criticism, don't try to delete it. Respond professionally instead — that is worth more.
